Neither is inherently the better purchase. Test the outcomes you need, including difficult calls and the work left for your office. A reasonable first comparison is often human overflow versus AI capture or a hybrid—not immediate replacement of every inbound call.
These are recommended evaluation criteria rather than claims about universal human or AI performance.
| Criterion | AI-only service | Human answering | Hybrid service | Improved internal callbacks |
|---|---|---|---|---|
| Routine information capture | Test recognition, confirmation and required fields | Test scripting and completeness | Test consistent capture across both handlers | Test how quickly staff reconnect and record details |
| Ambiguous enquiry | Require a safe fallback rather than a guessed answer | Establish the limits of operator discretion | Define the point at which the human takes over | Keep ownership with a named member of staff |
| Complex commercial customer | Restrict access and promises until identity and entitlement are verified | Train operators on account-specific routing | Transfer with relevant, verified context | Ensure the account owner is available |
| Booking | Require a validated system action before confirmation | Check whether operators can actually access the live system | Avoid different booking rules for different handlers | Measure office processing time and backlog |
| Safety-sensitive call | Use an approved escalation process; no autonomous diagnosis | Require the same approved process | Ensure escalation does not delay urgent action | Do not put urgent safety reports into routine callbacks |
| Caller asks for a person | Demonstrate a working route or truthful alternative | Already human, but specialist escalation may still be needed | Test actual connection, not just a transfer attempt | Provide a realistic callback commitment |
| Peak demand | Test simultaneous calls and downstream processing | Obtain contracted coverage and queue arrangements | Test both capacity and transfer bottlenecks | Check whether available staff can clear the queue |
| Cost comparison | Include platform, usage, monitoring and correction | Include billable time, rounding, coverage and integration | Include both AI and human charges | Include staff time and unrecovered enquiries |
| Failure recovery | Require a fallback independent of the failed workflow | Establish telephony and staffing contingencies | Test which layer still operates during an outage | Retain a usable missed-call log and allocation process |
Moneypenny’s UK page advertises escalation to its receptionists or the customer’s own team. ServiceM8’s help centre describes transfers to staff for complaints, emergencies and specialist questions. Those are materially different operating arrangements: a transfer feature does not itself provide a staffed escalation desk. (moneypenny.com)
What should ‘human backup’ mean in a contract?
Ask the supplier to specify:
- The receiving team and its operating hours.
- Whether the caller remains connected while the transfer is attempted.
- What happens if nobody answers.
- What information accompanies the transfer.
- Whether the receiving person can resolve the issue or only take another message.
- The charges for transfer time and subsequent human handling.
Our recommendation: price and test the complete journey, including a failed transfer. A proposal should not receive credit for human backup that has never been demonstrated.
